Short answer

Updated

OmniChannels.ai gives customer service teams a shared Omni Inbox for WhatsApp, Facebook Messenger, Instagram, RCS, two-way SMS, Telegram and email, with one thread per customer. Supervisors assign and tag conversations, and agents reply with media, templates and attachments. Chatbots and AI agents powered by BroadNet AI answer routine questions in English and Arabic and hand over to a person. Voice adds IVR, AI voice agents and an inbound contact centre.

How OmniChannels.ai supports your service team

A support agent at a bright desk works in the OmniChannels.ai inbox, with conversations from several channels listed beside an open chat.

Support KPIs worth tracking, and how to define them

Agree the definitions before you report, so every team measures the same thing. Use OmniChannels.ai delivery data alongside your own reporting.

ItemDetails
First response timeTime from the customer's first message to the first reply. Report bot and human replies separately, and separate business hours from out-of-hours.
Resolution timeTime from the customer's first message to the point your team marks the issue as solved. Count reopened issues as one case, not two.
Bot containment and handoverShare of conversations a chatbot or AI agent resolved without a person, and how many it handed over. Read handed-over conversations to improve the bot.
Conversations per channel and tagHow many conversations start on each channel and under each tag, to plan staffing and fix the causes of contact.
Template follow-upsHow often agents need an approved WhatsApp template because the 24-hour window closed, a sign that replies are too slow.
Delivery and read statusWhether proactive notifications and replies were delivered and, where the channel reports it, read.

How to roll out omnichannel support

  1. 1

    Map where customers write today

List every number, page, account and mailbox customers use to contact you, including staff phones that should be retired.

  2. 2

    Connect the business accounts

Link your WhatsApp Business account, Facebook Page, Instagram, Telegram, support mailbox and any two-way SMS or RCS senders.

  3. 3

    Set assignment, tags and handover

Decide who assigns conversations, which tags you use, and when a chatbot or AI agent hands over to a person.

  4. 4

    Prepare templates and knowledge

Get WhatsApp follow-up templates approved and gather the answers your bot or AI agent will use, in each language.

  5. 5

    Go live and review weekly

Announce the official channels, then review response times, handovers and tags every week and adjust staffing and bot flows.

Is OmniChannels.ai the right support tool for you?

A good fit when

  • Customers contact you on WhatsApp, social channels, SMS and email, and sometimes by phone.
  • Several agents need to answer the same WhatsApp number, Facebook Page or Instagram account.
  • You want a bot or AI agent to handle routine questions, with people taking over the rest.
  • Your support team works in Arabic and English.

Good to know before you start

  • It is not a full ticketing system or CRM. Those tools connect through the API and webhooks.
  • AI agents give reliable answers only from a maintained knowledge base, and need clear handover rules.
  • Voice is provisioned with your account team rather than switched on from the workspace.
  • Each channel keeps its own rules, such as WhatsApp's 24-hour window and Meta's reply windows on Instagram and Messenger.

Customer support questions

Which support channels can my agents answer?

WhatsApp, Facebook Messenger, Instagram, RCS, two-way SMS, Telegram and email in the Omni Inbox, with one thread per customer. Voice support, including IVR and AI voice agents, is provisioned with your account team.

Can AI answer common questions?

Yes. Chatbots handle menus and lookups, and AI agents powered by BroadNet AI answer free-text questions in English and Arabic from your knowledge base. Both hand over to a person in the inbox with the history kept.

Does it replace our helpdesk or CRM?

Not necessarily. OmniChannels.ai handles the messaging conversations, while ticketing and customer records can stay in your existing tools. Connect the two through the REST API and webhooks.

How should we measure first response time?

Measure the time from a customer's first message to the first reply, and report the median. Report bot and human replies separately, and track business hours and out-of-hours apart so night-time gaps do not hide daytime performance.

What happens if we miss the WhatsApp 24-hour window?

Agents can no longer send free-form text, but they can restart the conversation with a Meta-approved template. Once the customer replies, a new service window opens.

Can we keep conversations when an agent leaves?

Yes. Conversations belong to your business accounts connected to the workspace, not to the agent's personal phone, so the history stays with the team.
