Short answer
CSAT measures satisfaction with one interaction, NPS measures loyalty to the whole relationship, and CES measures how much effort a task took. CSAT is the share of satisfied answers, NPS is the percentage of promoters minus the percentage of detractors, and CES is the average effort rating. Use CSAT after support, CES after tasks, and NPS a few times a year.

Key takeaways
- CSAT is transactional (one interaction), NPS is relational (the whole relationship) and CES is about effort (how hard a task was); they answer different questions and are not interchangeable.
- NPS asks 'How likely are you to recommend us to a friend or colleague?' on a 0 to 10 scale; promoters score 9 to 10, passives 7 to 8, detractors 0 to 6, and NPS is promoters % minus detractors %.
- Always publish the number of responses and the response rate next to any score; a high CSAT from a handful of answers means little.
- On WhatsApp you can send a survey as a free-form message inside the 24-hour customer service window; outside it you need an approved template, and Meta says a generic survey will not be approved as utility.
- Reply buttons allow three choices and list messages ten rows, so a 1-to-5 rating fits in one message, while a 0-to-10 NPS needs a list plus a second step or a WhatsApp Flow.
This guide is for support, CX and product teams choosing between customer satisfaction metrics. It gives the exact formulas, a worked calculation for each, survey wording you can copy, and the rules for sending surveys on WhatsApp and SMS.
What is the difference between CSAT, NPS and CES?
CSAT measures satisfaction with a single interaction, NPS measures how likely customers are to recommend you across the whole relationship, and CES measures how much effort a task required. Each answers a different question, so most teams use two of them, not one.
| CSAT | NPS | CES | |
|---|---|---|---|
| Full name | Customer satisfaction score | Net Promoter Score | Customer effort score |
| Question it answers | Were you satisfied with this interaction? | Would you recommend us? | How easy was it to get this done? |
| Type | Transactional | Relational | Transactional (effort) |
| Typical scale | 1 to 5 (or thumbs up/down) | 0 to 10 | Often 1 to 5 or 1 to 7; keep it fixed |
| Formula | Satisfied responses ÷ all responses × 100 | % promoters − % detractors | Sum of ratings ÷ number of responses |
| Best moment to ask | Right after a conversation closes | Quarterly or half-yearly, or after onboarding | Right after a task: return, booking, verification |
| Weakness | Reflects the last interaction and who chose to answer | Slow to move; says little about a single agent | Needs a clear definition of the task |
What is CSAT and how do you calculate it?
CSAT (customer satisfaction score) is the percentage of survey respondents who say they were satisfied with a specific interaction.
Formula: CSAT (%) = (number of satisfied responses ÷ total responses) × 100
On a 1 to 5 scale, "satisfied" is commonly 4 or 5. Decide this once and never change it mid-year.
Worked calculation. A Dubai electronics retailer (synthetic) sends a rating after each resolved WhatsApp conversation and receives 200 answers:
| Rating | Responses |
|---|---|
| 5 | 90 |
| 4 | 60 |
| 3 | 30 |
| 2 | 12 |
| 1 | 8 |
Satisfied = 90 + 60 = 150. CSAT = 150 ÷ 200 × 100 = 75%. Report it as "75% CSAT from 200 responses (response rate X%)", filling in the response rate from surveys sent.
What is NPS and how do you calculate it?
Net Promoter Score is a loyalty metric based on one question, "How likely are you to recommend us to a friend or colleague?", answered on a zero-to-ten scale.
Bain & Company, which developed the method, defines the groups this way: promoters score 9 to 10, passives 7 or 8 and detractors 0 to 6. NPS equals the percentage of promoters minus the percentage of detractors, so it runs from −100 to +100.
Formula: NPS = % promoters − % detractors
Worked calculation. 120 customers answer: 54 promoters, 42 passives and 24 detractors.
- Promoters: 54 ÷ 120 = 45%
- Detractors: 24 ÷ 120 = 20%
- NPS = 45 − 20 = +25
Passives sit in the denominator but not in the subtraction. NPS is useful for tracking trend and comparing segments, not for scoring one agent or one ticket.
What is CES and how do you calculate it?
Customer effort score measures how much effort a customer had to put in to get something done, on the idea that low effort drives loyalty more than delight does. The idea was popularised in a 2010 Harvard Business Review article.
Formula: CES = sum of all effort ratings ÷ number of responses
Scales and wording differ between organisations (agreement statements on a 7-point scale and effort questions on a 5-point scale are both used), so choose one, keep it fixed and compare only like with like.
Worked calculation. 100 customers rate "The company made it easy to resolve my request" from 1 (strongly disagree) to 7 (strongly agree):
| Score | 7 | 6 | 5 | 4 | 3 | 2 | 1 |
|---|---|---|---|---|---|---|---|
| Responses | 20 | 30 | 22 | 12 | 8 | 5 | 3 |
Sum = 140 + 180 + 110 + 48 + 24 + 10 + 3 = 515. CES = 515 ÷ 100 = 5.15 out of 7. You can also report the share who chose 5 to 7 (72%), which is easier for executives to read.
When should you use CSAT, NPS or CES?
Use CSAT to judge individual conversations, CES to find friction in a process, and NPS to track overall loyalty. If you can run only one survey, run CSAT after support.
- After a support conversation closes: CSAT, optionally with a CES question for complex cases.
- After a process completes (return, KYC, booking change): CES.
- Every quarter or half-year, across the base: NPS, separated by segment and country.
- After onboarding: CES plus a short NPS.
- For agent coaching: CSAT with comments, reviewed in context. Do not rank agents on NPS.
Pair survey scores with operational metrics such as first response time and reopen rate, as described in the omnichannel support KPI guide.
What survey wording works? Copy-paste templates
Ask a single, neutral, specific question, and put the optional comment second.
CSAT (1 to 5) "How satisfied were you with the help you received today? 1 = very unsatisfied, 5 = very satisfied."
CSAT for a specific order (suits a WhatsApp utility template) "You chatted with us about order {{1}}. How was your experience? Reply 1 to 5."
NPS "How likely are you to recommend {{company}} to a friend or colleague? 0 = not at all likely, 10 = extremely likely."
CES "{{company}} made it easy for me to handle my request. 1 = strongly disagree, 7 = strongly agree."
Follow-up comment (all three) "Thank you. What is the main reason for your score?"
Avoid leading words ("How great was..."), double-barrelled questions ("Was the agent fast and friendly?") and surveys that ask for a rating and a purchase in the same message.
How do you send satisfaction surveys over WhatsApp?
Inside the 24-hour customer service window you can send a survey as an ordinary message; outside it you must send an approved template. Meta documents the window: a user message starts a 24-hour timer, each new user message resets it, and when it closes you can only send pre-approved templates.
Step by step
- Trigger it when the conversation is resolved, while the window is still open.
- Choose the format. Reply buttons allow up to three choices, and list messages up to ten rows. A 1-to-5 rating fits a list, or three buttons for a simple good/neutral/poor scale. A 0-to-10 NPS has 11 values, so use a list for ranges (0 to 6, 7 to 8, 9 to 10) or a WhatsApp Flow. See interactive messages and WhatsApp Flows.
- Capture the reply by its button or row ID, not its visible title, so you can change wording or translate without breaking reports.
- Ask the comment next, only after the rating, as a free-text reply.
- Store the result against the conversation, agent, queue and channel.
Which template category is a survey?
Meta describes utility templates as typically triggered by a user action or request and non-promotional. Its template guidance lists collecting feedback on previous orders, transactions or engagements as a utility use case, and says a general or generic survey or request for feedback will not be approved as utility. A feedback survey that includes promotional content is treated as marketing.
So tie a utility survey to a specific interaction (an order number, a visit), keep out offers and discount codes, and expect Meta to decide the category. Do not choose utility to avoid marketing charges; Meta may recategorise it, and charges depend on category and recipient market, so check Meta's current rate card and our WhatsApp pricing pages. Consent still applies: contact people only when they have opted in.
How do you send satisfaction surveys by SMS?
Send a short message with a single reply value, and use a sender type that can receive replies. Two-way SMS needs a number such as a long code or short code that accepts inbound texts; replies reach you by webhook or in an inbox. See the glossary entry for two-way SMS.
Example (160 characters is the single-segment limit for GSM-7 text; Arabic uses Unicode with a shorter limit, which our character counter shows):
"Thanks for visiting {{store}}. How was your service? Reply 1 (poor) to 5 (excellent). Reply STOP to opt out."
Handle bad input politely ("Please reply with a number from 1 to 5"), and always honour STOP. Check local timing and consent rules in SMS marketing rules by country; a service survey is not a marketing message in every country, but the safest practice is to send it only to customers who have an existing relationship with you.
How do you raise response rates and avoid bias?
Ask once, ask immediately, ask in one tap and in the customer's language.
- Timing: send within minutes of resolution, while the conversation is fresh.
- Length: one rating first; the comment is optional.
- Language: Arabic and English versions, with right-to-left text previewed on a real device.
- Channel match: survey on the channel the customer used.
- No double asking: one survey per conversation, with a cool-down per customer.
- Report the denominator: responses, surveys sent and response rate.
- Watch non-response bias: unhappy customers who already left will not answer; compare with reopen rate.
- Close the loop: route low scores to a supervisor for follow-up.
What mistakes should you avoid?
- Using NPS to score agents or single tickets.
- Changing the scale or the "satisfied" definition and comparing with older data.
- Publishing a score without response count.
- Sending the survey before the issue is actually resolved.
- Mixing a survey with a promotion, which changes the WhatsApp category and the customer's trust.
- Ignoring comments. The score tells you that something is wrong; the comment tells you what.
How OmniChannels.ai helps
OmniChannels.ai, powered by BroadNet Technologies, runs WhatsApp, SMS, Instagram, Messenger, Telegram and Email in one Omni Inbox, where agents tag conversations and reply with templates. WhatsApp templates support variables and buttons, with phone preview and approval tracking, and two-way SMS brings replies back into the platform. Chatbots can collect ratings and hand low scores to a human agent. Explore the customer support solution or book a demo.
Frequently asked questions
What is the difference between CSAT, NPS and CES?
CSAT asks how satisfied a customer was with a specific interaction. NPS asks how likely they are to recommend you, which reflects loyalty across the relationship. CES asks how easy it was to get something done. Use CSAT right after a support conversation, CES after a task such as a return or booking, and NPS at regular intervals.
How do you calculate CSAT?
Divide the number of satisfied responses by the total number of responses and multiply by 100. On a 1 to 5 scale, satisfied is usually 4 or 5. If 150 of 200 respondents answered 4 or 5, CSAT is 75 percent. Report the response count and response rate with it, because small samples can mislead.
How do you calculate NPS?
Ask 'How likely are you to recommend us to a friend or colleague?' on a scale of 0 to 10. Promoters answer 9 or 10, passives 7 or 8, and detractors 0 to 6. NPS equals the percentage of promoters minus the percentage of detractors, so it ranges from minus 100 to plus 100. Passives count in the total but not in the subtraction.
Which metric is best for customer support?
CSAT is the usual choice for support because it ties directly to one conversation and can be sent right after it closes. Add CES if you want to know whether customers had to repeat themselves or switch channels. NPS is better for tracking overall loyalty and should not be used to judge a single agent.
Can I send a CSAT survey on WhatsApp?
Yes. Inside the 24-hour customer service window you can send free-form messages, including reply buttons or a list for the rating. After the window you need an approved template. Meta classifies a survey tied to a specific order or interaction as possible utility content, and a survey with promotional content as marketing, so keep it plain and confirm the category in Meta's guidance.
How do I get a higher survey response rate?
Ask one question first, ask it right after the interaction, and make answering a single tap. Keep wording neutral, send it in the customer's language, and add an optional comment only after the rating. Do not send a second reminder to people who already replied, and respect opt-outs on every channel.
