An omnichannel inbox brings customer conversations from WhatsApp, SMS, RCS, Instagram, Messenger, Telegram, email and other channels into one workspace, with one thread per customer, so agents can reply, assign and track conversations without switching tools.
The core idea is one customer, one history. Messages are matched to a contact (by phone number, email or social ID) and shown in a single timeline, so an agent sees that a customer asked on Instagram yesterday and is now writing on WhatsApp.
Typical features are assignment rules and queues, tags, internal notes, saved replies and templates, media attachments, and status tracking (open, pending, resolved). Chatbots or AI agents often handle the first response and hand over to a human inside the same thread.
The difference from a multichannel setup is integration: several separate inboxes, one per channel, are multichannel; a single, shared context across channels is omnichannel.
Each channel keeps its own rules inside the inbox. On WhatsApp, for example, free-form replies are only possible inside the customer service window; after that, an approved template is needed.
OmniChannels.ai's Omni Inbox shows one thread per customer across channels, with agent assignment, tagging, and media, templates and attachments in replies.
