answer: "On the WhatsApp Business Platform, a 24-hour customer service window opens each time a customer sends you a message. While it is open you can reply with any free-form message type: text, media, buttons or lists. Once 24 hours pass since the customer's last message, you can only send approved template messages until the customer writes again. According to Meta's pricing documentation, from 1 October 2026 Meta charges service messages after the first 1,000 free per business phone number per month."
takeaways: ["Every inbound customer message opens or resets a 24-hour customer service window measured from that customer's most recent message.", "Inside the window businesses can send any non-template message; outside it, only approved template messages can be sent.", "Sending a template does not reopen the window; only a new message from the customer does.", "A conversation started from a Click to WhatsApp ad can also open a free entry point window, which may remain open for up to 7 days and runs independently of the 24-hour window.", "According to Meta's pricing documentation, from 1 October 2026 Meta charges service messages after the first 1,000 free per business phone number per month, and charges utility templates sent inside the window; confirm in Meta's rate card."]
faq:
  - q: "What happens if I reply after 24 hours on WhatsApp?"
a: "A free-form reply sent after the window has closed is rejected by the WhatsApp Business Platform and returns an error, so the customer never receives it. You must send an approved template instead. If the customer replies to that template, a new 24-hour window opens and your agents can continue with free-form messages."
  - q: "Does a template message open the 24-hour window?"
a: "No. Sending a template does not open a customer service window. The window opens only when the customer sends a message, which includes replying to your template or tapping a quick-reply button on it. Design re-engagement templates with a clear question or button so the customer has an easy reason to reply."
  - q: "Is the 24-hour window the same as a WhatsApp conversation?"
a: "Not anymore. Under the older conversation-based pricing, 24-hour conversations were the billing unit. Since 1 July 2025 Meta charges per delivered template message, and the customer service window decides whether you can send free-form messages. The window remains a messaging rule even though billing changed."
  - q: "Are WhatsApp replies to customers free after October 2026?"
a: "According to Meta's pricing documentation, from 1 October 2026 Meta charges service messages after the first 1,000 free per business phone number per month, and charges utility templates sent inside the window. Meta's documentation has been updated in stages, so confirm the allowance, scope and rates in Meta's current pricing page before budgeting."
  - q: "Does the WhatsApp Business app have a 24-hour window?"
a: "The 24-hour customer service window is a WhatsApp Business Platform (API) rule. The WhatsApp Business app works like a personal chat and does not use template messages or this window, but it has its own limits on automation, devices and broadcast use. Our API vs app comparison explains the trade-offs."

# WhatsApp 24-Hour Customer Service Window: Rules and Pricing

Canonical: https://omnichannels.ai/blog/whatsapp-24-hour-customer-service-window/
Language: en
Publisher: OmniChannels.ai by BroadNet Technologies

This guide is for support managers, team leads and operations owners running customer service on the WhatsApp Business API. It explains exactly when agents can send free-form messages, when they must use templates, what reopens the window, how the free entry point window from ads fits in, and how pricing interacts with the window after 1 October 2026. It ends with team rules you can adopt as-is.

## How does the WhatsApp 24-hour customer service window work?

When a customer sends your business a message, a 24-hour customer service window opens. Each new message from the customer resets the clock to a full 24 hours from that message.

While the window is open, you can send **non-template (free-form) messages**: text, images, documents, audio, video, location, contacts, interactive buttons and lists. When 24 hours pass without a new customer message, the window closes and only **approved template messages** can be sent.

Three details trip teams up:

- The timer runs from the **customer's last message**, not from your last reply.
- Your own replies do **not** extend the window.
- Sending a template does **not** open a window. Only the customer's reply does.

## What is the difference between free-form and template messages?

Free-form messages are written in the moment and can only be sent inside an open window. Templates are pre-approved by Meta, have a category, and can be sent at any time to customers who opted in.

| | Free-form (non-template) message | Template message |
|---|---|---|
| When you can send it | Only inside an open 24-hour window | Any time, with opt-in |
| Approval | None | Meta review before use |
| Content | Anything within policy; agent-written | Fixed text with variables, media and buttons |
| Typical use | Answering questions, troubleshooting, sharing documents | Order updates, reminders, OTPs, re-engagement, promotions |
| Category | Service | Marketing, utility or authentication |
| Pricing basis | Service messages; 1,000 free per number per month from 1 October 2026, per Meta's pricing documentation | Per delivered message by category and recipient country |

Template categories and approval are covered in our [template guide](/blog/whatsapp-template-categories-approval/).

## What reopens the customer service window?

Only an inbound message from the customer opens or resets the window. That includes:

1. A typed message, voice note, image or document from the customer.
2. A reply to one of your templates.
3. A tap on a quick-reply button in a template or interactive message, which sends a message back to you.
4. A first message sent after tapping a click-to-chat link, a QR code, or a Click to WhatsApp ad.

The business cannot reopen the window by itself. The practical pattern is: send a template with a clear reason to reply, wait for the customer to respond, then continue in free-form.

## What is the free entry point window?

When a customer messages you from a **Click to WhatsApp ad** on the Android or iOS app, the normal 24-hour window opens. According to Meta's pricing documentation, if you reply within 24 hours, that reply is free and opens a **free entry point (FEP) window that may remain open for up to 7 days**. While it is open, Meta does not charge for marketing, utility, authentication or service messages, including templates; Meta Business Agent messages remain charged.

The two windows are independent. If the 24-hour window closes while the FEP window is still open, you can only send templates, but those templates are free until the FEP window ends. Our [Click to WhatsApp ads guide](/blog/click-to-whatsapp-ads-guide/) covers how to use this.

## How does pricing interact with the window after 1 October 2026?

Meta charges per delivered template message by category and recipient country. The window decides which messages are templates and which are service messages.

According to Meta's pricing documentation, from **1 October 2026**:

- **Service messages** are free only up to **1,000 per business phone number per month**, with charges after that. The allowance resets monthly and does not roll over.
- **Utility templates sent inside the customer service window** became billable; previously Meta documented them as free.

Meta's documentation has been updated in stages, so confirm current rates in Meta's rate card before you budget. Our [WhatsApp pricing guide](/blog/whatsapp-business-api-pricing-2026/) shows how to model costs without guessing per-country rates.

What this means operationally:

- High-volume support numbers should track monthly service message counts, not just template spend.
- Sending an order update as a utility template inside an open window is no longer free from 1 October 2026, according to Meta's pricing documentation. Decide whether a free-form message would do the job.
- Long, chatty replies split into many short messages now count more. Encourage agents to write complete answers.

## Practical rules for support teams

Adopt these rules so agents never get stuck behind a closed window.

### Team checklist

- [ ] **Show the window timer** on every conversation so agents see the time left.
- [ ] **Reply fast to new chats.** Set a first-response target well inside 24 hours, and much shorter during business hours.
- [ ] **Close the loop before expiry.** If a case needs more time, ask a question that invites a reply before the window ends.
- [ ] **Keep re-engagement templates ready**, for example "We have an update on your request. Reply YES to continue."
- [ ] **Never promise "we'll message you tomorrow"** without a template to do it.
- [ ] **Write complete replies** rather than many fragments, given the service message allowance.
- [ ] **Use queues and assignment** so no conversation waits unowned overnight. See our [multi-agent workflow guide](/blog/whatsapp-customer-support-workflow/).
- [ ] **Escalate before expiry** when a specialist is needed.

### Re-engagement procedure after the window closes

1. Check that the customer opted in to receive messages from you.
2. Pick an approved template that matches the purpose. A case update is usually utility; an offer is marketing.
3. Add a quick-reply button such as "Continue" or "Talk to an agent."
4. Send the template and set the conversation to "awaiting customer."
5. When the customer replies, the window reopens and the agent continues in free-form.

## Worked example: a Jeddah electronics store's weekend backlog

Najm Electronics, a synthetic retailer in Jeddah, receives a warranty question on WhatsApp at 18:00 on Thursday. The assigned agent asks for the serial number at 18:10, and the customer sends a photo at 18:30. The window now runs until 18:30 on Friday.

The warranty team works Sunday to Thursday. By Sunday the window has closed, so the agent's free-form message fails. The fix the store adopted:

- Before signing off on Thursday, agents send a free-form message: "Our warranty team will review this on Sunday. Please reply 'OK' if you'd like us to message you then."
- If the customer did not reply, on Sunday the agent sends a utility template, "We have an update on your warranty request," with a "View update" quick-reply button.
- The customer taps the button, the window reopens, and the agent shares the result with a PDF.

The store also reviews its monthly service message count, since Meta's pricing documentation sets a free allowance of 1,000 per business phone number from 1 October 2026.

## Common mistakes and limits

- **Assuming agent replies extend the window.** They do not.
- **Using marketing content in a "re-engagement" utility template.** Meta can recategorise it as marketing.
- **Relying on the free entry point window for organic chats.** It applies only to chats that start from Click to WhatsApp ads on the mobile apps.
- **Ignoring time zones.** The window is 24 hours of elapsed time, regardless of weekends or holidays.
- **Treating old pricing articles as current.** Pricing changed in July 2025 and again from 1 October 2026, according to Meta's pricing documentation.

## How OmniChannels.ai helps

The OmniChannels.ai [Omni Inbox](/platform/unified-inbox/) brings WhatsApp, Telegram, Email and Instagram into tabs where agents reply with media, attachments and approved templates. When a window has closed, agents can send an approved template from the same conversation, and templates support variables, media and buttons with phone preview and approval tracking. Delivery reports with filters and CSV export help you review volumes, and prepaid wallet billing keeps spend visible. Arabic and English are supported, and the platform is powered by BroadNet Technologies. Book a demo to see it with your team's workflow.
